อิทธิพลของการสื่อสารเชิงบริการต่อความจงรักภักดีของลูกค้าร้านสะดวกซื้อ: บทบาทกํากับของความจริงใจและบทบาทส่งผ่านของการมีส่วนร่วมของลูกค้า

บทคัดย่อ
การวิจัยครั้งนี้มีวัตถุประสงค์เพื่อ 1) วิเคราะห์อิทธิพลของการสื่อสารเชิงบริการที่มีต่อความพึงพอใจของลูกค้า 2) วิเคราะห์อิทธิพลของความพึงพอใจที่มีต่อการมีส่วนร่วม และอิทธิพลของการมีส่วนร่วมที่มีต่อความจงรักภักดี 3) ศึกษาอิทธิพลส่งผ่านของความพึงพอใจและการมีส่วนร่วมของลูกค้า 4) วิเคราะห์อิทธิพลกำกับของความจริงใจของพนักงานที่มีต่อความสัมพันธ์ระหว่างการสื่อสารและความพึงพอใจ และ 5) ตรวจสอบความสอดคล้องของแบบจำลองโครงสร้างความสัมพันธ์เชิงสาเหตุกับข้อมูลเชิงประจักษ์ โดยเก็บรวบรวมข้อมูลจากลูกค้าร้านสะดวกซื้อในกรุงเทพมหานคร จำนวน 579 คน ด้วยวิธีการเลือกตัวอย่างแบบไม่อาศัยความน่าจะเป็น โดยผสมผสานการเลือกตัวอย่างแบบเจาะจงและแบบบังเอิญ และวิเคราะห์ข้อมูลด้วยโมเดลสมการโครงสร้าง (SEM)
ผลการวิจัยพบว่า การสื่อสารเชิงบริการมีอิทธิพลเชิงบวกทางตรงต่อความพึงพอใจและการมีส่วนร่วมของลูกค้าอย่างมีนัยสำคัญ และมีอิทธิพลเชิงบวกทางอ้อมต่อความจงรักภักดีผ่านตัวแปรส่งผ่านทั้งสอง ความพึงพอใจมีอิทธิพลเชิงบวกต่อการมีส่วนร่วม และการมีส่วนร่วมของลูกค้ามีอิทธิพลทางตรงต่อความจงรักภักดีสูงที่สุดในแบบจำลอง ด้านอิทธิพลกำกับพบว่าความจริงใจของพนักงานมีอิทธิพลเชิงบวกทางตรงต่อความพึงพอใจและความจงรักภักดี แต่พบอิทธิพลปฏิสัมพันธ์เชิงลบต่อความสัมพันธ์ระหว่างการสื่อสารและความพึงพอใจ กล่าวคือ เมื่อพนักงานแสดงความจริงใจในระดับสูง อิทธิพลของการสื่อสารเชิงบริการที่มีต่อความพึงพอใจกลับลดลง ทั้งนี้เนื่องจากการแสดงออกที่มากเกินไปในบริบทร้านสะดวกซื้อที่ลูกค้าให้ความสำคัญกับความรวดเร็ว อาจสร้างความคาดหวังที่ล้นเกินหรือทำให้ลูกค้ารู้สึกไม่เป็นธรรมชาติ แบบจำลองมีความสอดคล้องกับข้อมูลเชิงประจักษ์ โดยสามารถอธิบายความแปรปรวนของความพึงพอใจได้ร้อยละ 83.3 การมีส่วนร่วมร้อยละ 75.3 และความจงรักภักดีสูงถึงร้อยละ 86.0 ซึ่งสะท้อนถึงบทบาทสำคัญของการมีส่วนร่วมในฐานะตัวแปรส่งผ่านหลัก ผลการวิจัยนี้เป็นแนวทางสำคัญในการพัฒนาทักษะการสื่อสารและการสร้างความผูกพันเพื่อรักษาฐานลูกค้าในธุรกิจค้าปลีกได้อย่างมีประสิทธิภาพ
